A photo of the outer box helps if you claim from the courier. Offering the choice up front saves a round of messages.

Sending the replacement before the return comes back is the quickest fix. Agree the policy in advance so anyone on the team can offer it.
Parcel running late

Look it up before you reply, so the message contains news rather than “we'll look into it”.
Refund sent

Give a date to check by. Without one, the same question tends to arrive again the next morning.
An angry customer

Skip the long account of what went wrong on your side. Name the fix and the time, then keep the promise.
Private reply to a complaint in the comments
Hi {name}, I saw your comment and I'm sorry you've had this experience. Could you share your order number here so I can look into it today?
One private reply per comment is allowed, within 7 days, so end it on a question. Answer under the comment as well, so others can see it was handled.
Handing over to a colleague
This one needs our {team} team, so I've passed it on with everything you've told me. You won't have to explain it again. They'll reply in this chat by {time}.
Promise no repetition and mean it: paste the whole story into your handover note.
Moving sensitive details off DMs
To keep your details safe, please don't send card numbers or passwords here. Could you email {email} with your order number instead? We'll pick it up from there today.
Say it before they offer. Fake support accounts ask for exactly these details, so customers should know you never will.
Download link not working
Sorry it isn't working. Here's a fresh link: {link} If it still won't open, tell me which device you're using and I'll send the file another way.
A new link fixes the simple causes, such as an expired download, in one message. Ask about the device only if that fails.
Saying no to a refund, kindly
I'm sorry, I can't refund this one: our policy covers returns within {time} of delivery, and this order arrived on {date}. What I can do is {alternative}. Would that help?
Pair every no with something you can do, such as store credit or a repair. State the policy once, without lecturing.
Checking the fix worked
Hi {name}, just checking in: did the replacement arrive okay? If anything's still not right, reply here and I'll take another look.
If more than a day has passed since their last message, send this by hand in the app. Automated messages stop 24 hours after the customer last wrote.
Closing the case
Glad that's sorted, {name}. I've closed it on our side, but if anything else comes up, message here and we'll pick it straight back up.
A clear close stops the case drifting, and tells the rest of the team nobody needs to follow it up.

Rules to know
- Automated replies, AI answers included, have to go out within 24 hours of the customer's last message. Each message they send starts the 24 hours again.
- Meta's human agent tag lets a person answer by hand for up to 7 days after the customer's message, in tools that support it. It's for human support, not automated or promotional messages.
- Those limits apply to messages sent through Meta's API, which inbox and automation tools use. In the Instagram app itself, you can answer an existing chat at any time.
- A complaint left as a comment can get one private reply in DMs, within 7 days of the comment, and nothing more until the customer answers.
- When a law calls for it, Meta's policy requires automated chats to disclose that people are dealing with an automated service.

How long you have to reply
Instagram sets no deadline for replies you type in the app. The limits apply to messages sent through Meta's API, which every inbox and automation tool uses, and they are tighter than many businesses expect.

Tip: Overnight and weekend messages are where the 24 hours bite. An automatic reply that gathers the details as soon as the message lands means whoever picks it up next can act on it straight away.
Choosing words for a support auto-reply
DMFast matches keywords as whole words, in any case, and one auto-reply can listen for several words. That makes the choice of words matter as much as the message.
- Good choices: SUPPORT, DAMAGED, BROKEN. They rarely turn up in a happy message.
- Risky: HELP, which also fires on “thanks for your help”, and PROBLEM, which fires on “no problem”.
- Risky: ORDER. It catches “I'd like to order” as well as “my order is wrong”, so buyers would get your complaints reply.
- Whole words means exact words: DAMAGE won't catch “damaged”, so add each form you need.
Tip: Tell people the word. A line in your bio or a Story highlight such as “Order problem? DM us SUPPORT” sends customers straight to the right reply.
Where AI replies help, and where a person should answer

- Time to the first human reply, compared with the time your automatic reply promised.
- How many cases needed a second round of questions. If it's most of them, your intake message is missing something.
- Repeat messages about the same order, a sign the first answer didn't settle it.
- The products behind most complaints. Support DMs are often the first warning of a bad batch or a confusing listing.
